Emeline Gwet Simeze is Senior Vice President of CX Transformation at M&T Bank, where she works across customer experience, operations, technology, and enterprise change. Her career spans Wells Fargo, Cambridge Associates, EY, and M&T, and she believes transformation only matters if it produces a better experience for the people on the receiving end.

For Simeze, CX isn’t a downstream measure of whether a transformation worked, but a force that shapes what gets transformed, how priorities are set, and whether the change creates real value. She sees employees and regulators as part of the same operating equation, with better customer outcomes depending on employees having better tools, cleaner processes, and controls designed into the work from the outset.

That approach starts with identifying where the organization is losing time, money, control, or customer value before deciding whether to use AI. Simeze sees AI's potential to synthesize customer feedback, identify recurring themes, and surface root causes at a scale conventional research methods struggle to match.

The question for her is less about how much AI an institution deploys and more about whether it sharpens decisions, reduces friction, and creates measurable value. She applies the same logic to large transformation programs, favoring adaptable processes over rigid future-state designs that can become obsolete before implementation is complete.
