Dontá Wilson is Chief Consumer and Small Business Banking Officer at Truist, and sees the future of banking as a balance between greater customer control and stronger human relationships. His shorthand for that idea is “digital-first, but not digital-only.” Routine interactions should become easier to handle independently, but customers should still be able to reach a person when the decision is more complex, personal, or consequential.
That philosophy shapes how Wilson thinks about channels. He sees the mobile app, contact center, and branch as different parts of the same relationship. A customer should be able to move between them without retracing steps or repeating information. Even the role of the branch changes under that model, shifting away from transactions that technology can handle and toward conversations where advice carries more value.
Data, in Wilson’s view, should make conversations more useful without making them less personal. He also believes technology shouldn’t replace expertise, but make years of institutional knowledge more accessible, helping newer employees become effective faster while giving experienced bankers better context.
Wilson has overseen scaled AI use cases ranging from underwriting and call summarization to Truist Assist, but the technology itself is not his starting point. His teams begin with the client journey, break it into specific moments, and ask where a human, a machine, or a combination of the two can make the experience better.
He’s looking beyond today’s assistants toward agentic commerce, bot-to-bot banking, and systems capable of anticipating needs before customers articulate them. Wilson sees the future of CX as making the mechanics of banking less visible, so customers spend less effort on routine tasks and more time on important decisions. His approach brings automation, choice, and empathy together while keeping people central to the experience.
